Resumo: This work aims to contribute with a customer demand management model, based on a call center. This is action research, developed at the University Nove de Julho (UNINOVE), located in the city of São Paulo - SP, Brazil. The study consists of a mapping of available information technology tools and the causes of bottlenecks. After compiling the data, it was disclosure to internal UNINOVE’s ambulatory managers and other stakeholders. The use of the simulation at the Uninove Ambulatory - Vergueiro contributed to enhancement of the management of care processes for patients with and without appointments. The manager's perception of the need to adapt the simulated processes to the maximum and minimum demand for patient care, proved to be relevant in the readjustment of the demand processes and the productive capacity. The proposed model in this research contributes to the strategic management of short- and medium-term operations and the enhancement of allocation and use of resources for patients who need care. Furthermore, assists the management of health service operations, specifically those maintained by a higher education institution (HEI), as well as the research and teaching-learning process in management. It also offers to the health managers a simulation methodology to manage the demands of health care and the adequacy of the necessary resources for a balanced productive capacity.

Se trata de una investigación acción, desarrollada en la Universidade Nove de Julho (UNINOVE), ubicada en la ciudad de São Paulo - SP, Brasil. Se realizó un mapeo de las herramientas informáticas y las causas de los cuellos de botella. Después de recopilar los datos, se hizo la divulgación interna a los gerentes de la clínica UNINOVE y otras partes interesadas. Se observó que el uso de la simulación en la Clínica Uninove – Vergueiro, contribuye para mejorar la gestión de los procesos de atención al paciente con y sin cita. La percepción del gerente sobre la necesidad de adecuar los procesos simulados a la máxima y mínima demanda de atención al paciente demostró ser relevante en el reajuste de los procesos de demanda y capacidad productiva. El modelo simulado en esta investigación contribuye a la gestión estratégica de operaciones de corto y mediano plazo, mejorando la asignación y uso de recursos para los pacientes que necesitan atención. El estudio también contribuye a la gestión de las operaciones de los servicios de salud, específicamente los mantenidos por una institución de educación superior (IES), contribuyó al proceso de investigación y enseñanza-aprendizaje en gestión. Dotar a los gestores sanitarios de la posibilidad de una metodología de simulación para gestionar las demandas asistenciales y la adecuación de los recursos necesarios para una capacidad productiva equilibrada.Este trabalho objetiva contribuir com um modelo de gerenciamento da demanda de clientes, a partir de uma central de atendimento-recepção. Trata-se de uma pesquisa-ação, desenvolvida na Universidade Nove de Julho (UNINOVE), localizada na cidade de São Paulo - SP, Brasil. Tendo sido realizado   um mapeamento das ferramentas de tecnologia da informação, e das causas de gargalos. Após a compilação dos dados, seguiu-se com a divulgação interna para os gestores do ambulatório da UNINOVE e demais interessados (stakeholders). Observou-se que a utilização da simulação no Ambulatório da Uninove – Vergueiro, contribui na melhoria do gerenciamento dos processos de atendimento aos pacientes com e sem agendamentos. A percepção do gestor da necessidade de adequação dos processos simulados na demanda máxima e mínima de atendimento dos pacientes, mostrou-se relevante na readequação dos processos de demanda e a capacidade produtiva. O modelo simulado nesta pesquisa contribui para o gerenciamento estratégico das operações de curto e médio prazo, na melhoria da alocação e utilização dos recursos para os pacientes que necessitam de atendimento. O estudo ainda contribui na gestão das operações de serviços de saúde, especificamente aqueles mantidos por instituição de ensino superior (IES), contribuiu para o processo de pesquisa e ensino-aprendizagem em gestão.
