Resumo: | In the last ten years, the Brazilian air sector has grown faster annually than the Gross Domestic Product. This growth has stimulated competition and improved the quality of services in airlines. Thus, companies need to know their customers and foment long-term relationships. Based on this premise, we used the SERVQUAL instrument to evaluate the current services provided by Brazilian civil aviation companies on domestic flights. In assessing the gap between the expectation and the performance of the service, all the questions were negative. Through the analysis of gaps and perceptions, it was observed that the items with better performance were clear communication between the staff and customers. To assess the quality of national air services, it was observed that the SERVQUAL Model can be used to complement data from the National Civil Aviation Agency and the Civil Aviation Department. The tool proved effective in measuring the quality of air travel services. |

The tool proved effective in measuring the quality of air travel services.Nos últimos dez anos, o setor aéreo brasileiro teve um crescimento anual maior que o Produto Interno Bruto (PIB). Esse crescimento estimula a concorrência e a melhoria na qualidade dos serviços das empresas aéreas. Dessa maneira, as companhias precisam conhecer seus clientes e conquistar relacionamentos de longo prazo. Partindo dessa premissa, utilizou-se o instrumento SERVQUAL para avaliar os atuais serviços fornecidos pelas empresas brasileiras de aviação civil em voos domésticos. Ao avaliar o gap entre a expectativa e o desempenho do serviço, todos os quesitos foram negativos. Observou-se pela análise dos gaps e percepções que os itens com melhor desempenho tratam sobre a comunicação clara entre os funcionários e os clientes. Constatou-se que o modelo SERVQUAL pode ser utilizado de forma complementar aos dados da Agência Nacional de Aviação Civil e da Secretaria de Aviação Civil para a avaliação da qualidade dos serviços aéreos nacionais.
